Sheinelle Jones, a respected journalist and co-host of NBC’s “Today with Jenna & Sheinelle,” expressed her frustration with American Airlines in a recent broadcast after a distressing experience with their customer service. The incident occurred after she faced considerable travel difficulties that caused her to miss a live episode of the show.

During the June 18 episode, Jones recounted her arduous battle with customer service while trying to rebook flights for her twins, Clara and Uche Jr., both aged 13. Following her own return from Chicago, where she dealt with multiple travel woes, the twins remained in the city, and she needed to arrange their flight back to New York.

On June 17, Jones took to her Instagram account to share her irritation about being on hold with American Airlines for over an hour. In a post accompanied by a photo of her phone indicating the length of time she had been waiting, she wrote, “Still. On Hold…56 minutes and counting…how long would you wait to change a flight?” Although she refrained from directly naming the airline in her post, her remarks during the show alluded to her struggle with American Airlines.

As she discussed the situation with co-host Jenna Bush Hager, Jones revealed the extent of her wait time, stating, “I was trying to change my flight. I got stuck in Chicago this weekend and the twins stayed there. So I need them to come home.” Her frustrations had grown to a point where she decided to publicly share her experience.
The wait turned out to be longer than anticipated; Jones eventually connected with a real representative after an agonising one hour and 14 minutes. “A human voice after an hour and 14 minutes,” she lamented, explaining that she had resorted to walking around while waiting and even went to get sushi during the call. Despite the awkwardness of having the airline’s hold music playing on loudspeaker during her meal, she felt it was necessary to ensure she could hear when a representative finally answered.
Bush Hager questioned Jones about why she hadn’t opted for the option to receive a callback from the airline. Jones responded candidly, “I don’t trust it. You don’t want to miss it, and I needed to change the ticket.” Unfortunately, her conversations with the airline proved to be unproductive, as she was ultimately informed that she would have to purchase entirely new tickets, despite having a flight credit from the cancelled trip.
Expressing her frustration, Jones felt that customers should be allowed to use flight credits issued for cancelled flights for new bookings. After waiting for more than an hour, she found it hard to accept being told that she had to buy a new flight outright.
According to American Airlines’ policies, when a flight is cancelled, the airline generally seeks to rebook passengers on the next available flight. Passengers may also receive various forms of travel credit, including trip credits and flight credits, which can complicate the rebooking process. Flight credits are specifically tied to the original passenger and can be quite limiting when trying to navigate unexpected travel changes.
As of now, American Airlines has not publicly responded to requests for comment regarding Jones’ experience. Her situation highlights a growing concern among frequent travellers regarding customer service efficiency and airline policies, particularly when unexpected issues arise.
